A chatbot is a conversation. An agent is a worker.
What a chatbot does
It takes a question, finds an answer, and replies. Useful for deflecting simple support questions — but the customer still has to act on the answer, and anything outside the script goes to a person.
What an agent does
An agent has tools. It can look up an order, issue a refund within policy, book the meeting, update the CRM and send the confirmation. It plans a sequence of steps, executes them, checks the result and escalates when it isn't confident.
Where the ROI comes from
- Resolution, not deflection. The task is finished, not handed back.
- Work outside office hours. Leads get qualified at 2am in their own time zone.
- Consistency. Every case follows the same policy, with an audit trail.
What it takes
Agents need well-defined tools (APIs into your systems), guardrails (what they may and may not do), and evaluation (test cases that prove they behave before each release). That's engineering work — and it's where most of the value is created.
